Call Analytics for Admissions: Missed Calls and Callbacks

For most senior living communities and nursing homes, the first real contact with a prospective resident or family is a phone call. That call might come at 4:45 on a Friday while the admissions director is giving a tour and the receptionist is helping a visitor. If nobody answers, the family usually just calls the next place on their list.

You cannot manage what you cannot see, and many operators have no idea how many inquiry calls go unanswered. The good news is that your phone system probably already collects the data you need. You just have to look at it.

What call logs can tell you

Most business phone systems record a log entry for every call: when it arrived, which number or queue it reached, how long it rang, whether someone answered, how long it lasted and whether the caller hung up first. From that, a handful of measures matter for admissions.

Missed and abandoned calls

A missed call rings out without being answered. An abandoned call is one where the caller gives up while waiting, whether ringing or on hold. Both are lost inquiries. Count them by day and by hour to see when they cluster.

Hold and ring time

How long does a caller wait before a person picks up? Pay attention to the longer waits, not just the average. A few callers waiting several minutes can hide behind a comfortable-looking average.

Callback speed

When a call is missed, how long before someone calls back? This is often the most valuable measure and the least tracked. A caller who gets a prompt callback may still choose you. One who hears nothing until the next day may not.

Call volume patterns

Look at calls by day of week and time of day. Inquiry volume often peaks at predictable times, such as lunch hours, early evenings or after weekend family visits. Staffing and coverage can follow those patterns.

A simple way to start

You do not need a data team. Begin with a monthly review.

Export the call log for your admissions number or main line for the past month.

Count total inbound calls, answered calls, missed calls and abandoned calls.

Break missed calls down by hour, so you can see when coverage gaps occur.

For each missed call, check whether an outbound call to that number followed, and how long it took.

Note repeat callers. Someone who called three times is a motivated lead who is not being reached.

Put the results in a small table in a spreadsheet and repeat monthly. Trends matter more than any single number.

Turning the numbers into action

Once you see the data, the fixes tend to be practical.

Cover the gaps. If missed calls cluster during tours or lunch, add a backup person, a ring group or an overflow line.

Set a callback standard. For example, aim for a callback on every missed inquiry within a defined window, and track whether it happens.

Improve the greeting and routing. A confusing menu pushes callers away. Make sure admissions inquiries reach a person quickly.

Use voicemail well. If voicemail is unavoidable, make the message clear and make sure someone checks it often.

Record outcomes. Tie calls to what happened next, such as a tour scheduled or a move-in, so you can see which patterns lead to admissions.

Keep privacy in mind

Call logs contain phone numbers, and some systems also record conversations. Inquiry calls from prospective residents may include health details. Limit who can see call logs and recordings, follow your retention policy, and check your state's call recording consent rules before turning recording on. Treat the data with the same care you apply to other sensitive information.

A fair caution about the numbers

Call data tells you what happened, not why. A high missed-call count might reflect a staffing gap, a phone system problem or simply a busy day. Use the numbers to start a conversation with your team, not to blame the front desk.
